Building and Maintaining Profitable Customer Relationships

The process of building and maintaining profitable customer relationships involves four key pillars:

  • Delivering superior customer value and satisfaction.
  • Relating with carefully selected customers.
  • Relating more deeply and interactively.
  • Collaborating with departments and partners outside the firm.

Marketing Management Orientations

Organizations design their marketing strategies based on five alternative philosophies:

  • The Production Concept: Consumers favor products that are available and affordable. Focuses on production and distribution, which can lead to marketing myopia. This is the oldest orientation.
  • The Product Concept: Consumers favor products that offer the most quality, performance, and innovative features. Focuses on continuous product improvements, which can also lead to marketing myopia.
  • The Selling Concept: Consumers will not buy enough of the firm’s products unless it undertakes a large-scale selling and promotion effort. Focuses on creating sales transactions instead of building relationships.
  • The Marketing Concept: Achieving organizational goals depends on knowing the needs and wants of target markets and delivering desired satisfactions better than competitors. Focuses on the customer and value.
  • The Societal Marketing Concept: Marketing strategy should deliver value to customers in a way that maintains or improves both the consumer’s and society’s well-being.

Creating Value and Customer Relationships

Effective customer relationship management (CRM) drives customer satisfaction. Key concepts include:

  • Customer Perceived Value: The consumer's overall assessment of a product's utility based on perceptions of what is received versus what is given.
  • Customer Lifetime Value: The entire stream of purchases a customer makes over a lifetime of patronage.
  • Customer Equity: The total combined customer lifetime values of all current and potential customers.
  • Customer Satisfaction: A product’s perceived performance compared to prior expectations.
  • Customer Engagement: Fostering direct and continuous involvement in shaping brand conversations, experiences, and communities. It is not just about selling, but becoming a meaningful part of consumers' lives.
